For many businesses in Indonesia, WhatsApp is the main customer service channel. Clinic patients ask about doctor schedules, shoppers ask about stock and shipping costs, and prospective clients of a services firm ask which documents they need to prepare. Once messages reach dozens or hundreds a day, the admin team starts to fall behind. Replies slow down, especially in the evening and over the weekend.
An AI chatbot for WhatsApp customer service can answer routine questions quickly, provided it is designed properly. This article covers which questions a chatbot handles well, when a conversation should be handed to a person, how to keep answers accurate, and how to set one up.
What an AI chatbot on WhatsApp handles well
AI chatbots work best for questions whose answers already exist and rarely change. Think opening hours, branch addresses, the list of services, registration requirements, payment methods, and return policies. If the chatbot is connected to your order system, it can also report order status and tracking numbers.
Older menu-style bots ask customers to type 1, 2, or 3. A chatbot built on a large language model (LLM) can understand messages written however the customer likes. A message such as "open this saturday? want to bring my kid for a dental check" is still understood as a question about Saturday hours and pediatric dental services.
A chatbot is also useful for collecting basic details before passing the conversation to an admin, such as a name, order number, delivery city, or a short description of the problem. The admin no longer has to ask the same questions every time and can go straight to the issue.
When to hand over to a person
This part is often skipped during planning, yet it shapes the customer experience more than anything else. A chatbot should pass the conversation to an admin straight away when:
- The customer is complaining or clearly unhappy.
- The question involves money, such as refunds, double charges, or price negotiation.
- The question is medical, legal, or financial and needs professional judgment.
- The chatbot cannot find the answer in its sources.
- The customer asks to speak to a person.
The handover should feel natural. The chatbot says the message has been passed to the team and gives an expected reply time. The admin receives a summary of the conversation, so the customer does not have to repeat the whole story. Outside working hours, the chatbot simply records the request and makes sure an admin follows up the next morning.
Keeping answers accurate
Language models can produce answers that sound confident and are still wrong. In customer service, that risk needs to be reduced from day one.
The main safeguard is to let the chatbot answer only from sources you define, such as your FAQ, official price list, store policies, or live data from the order system. This approach is known as RAG (retrieval-augmented generation). The system first looks up the relevant information, and the model writes its answer from that information. When nothing relevant is found, the chatbot should say it does not know and hand over to an admin.
Set firm limits as well. The chatbot must not promise discounts, exact delivery dates, or treatment results. Prices and stock levels are best pulled directly from your system, because FAQ text goes out of date quickly. Make one person responsible for updating the sources whenever a service or price changes.
Once the chatbot is live, read a sample of conversations regularly, for example once a week. Note the wrong answers and the questions it could not handle, then fix the sources. In practice, this routine upkeep has a bigger effect on quality than the choice of model.
Steps to set up a WhatsApp chatbot
- Collect real questions. Go through the last few months of chats and group the questions that come up most often.
- Prepare the answer sources. Write your FAQ, policies, and service information in clear language. Decide which data must come straight from your systems.
- Use the official WhatsApp Business Platform. Connect the chatbot through Meta's official API, either directly or through an approved provider. Unofficial tools put your number at risk of being blocked.
- Write the handover rules. Define when the chatbot stops answering, which admin picks up, and which app the admin replies from.
- Test with your own team. Ask staff to send questions the way real customers do, including difficult and off-topic ones.
- Launch in stages. Start with certain hours or a single branch, watch the results, then expand.
Keep Meta's rules for the WhatsApp Business Platform in mind too. Messages that a business sends first must use approved templates, and some message types are charged. These terms change from time to time, so check the current version before you start.
Customer data privacy
WhatsApp conversations often contain personal data such as names, addresses, phone numbers, and even health complaints. Store chat history somewhere with restricted access, and send the AI model only the data it actually needs to answer. Make sure your handling is consistent with your company's privacy policy and the principles of Indonesia's Personal Data Protection Law (UU PDP, Law No. 27 of 2022). Clinics and professional services firms should settle this before the chatbot goes live.
Building a chatbot connected to your systems
A WhatsApp chatbot is most useful when it works with real data, such as schedules, stock, or order status. Averoa builds chat assistants with guardrails, answer evaluation, and cost control from the start through our AI integration service.
